A one-star review stings, and the first urge is to set the record straight. Hold that thought. Your reply is not really for the person who wrote the review. It is for the next fifty people who read it while deciding whether to call you.
People expect you to answer
BrightLocal's 2026 survey of US consumers found nearly nine in ten expect a business to respond to reviews, and about half are put off by replies that sound like a template. A calm, specific reply to a bad review can do more for you than another five-star one.
A simple four-part reply
- Thank them for taking the time, even if it hurts.
- Acknowledge the problem in your own words. Apologize if you got something wrong.
- Say what you did or will do about it, in one line.
- Take it offline: give a name and a way to reach you directly.
Keep it short. Do not argue the details in public, and never share private information about the customer or their job.
Examples
"Thanks for letting us know, Dana. You waited two hours past your window and we didn't call. That's on us, and we've changed how we update customers when a job runs long. I'd like to make it right; please call me directly at [number]. – Mike, owner"
"Hi Sam, I'm sorry your color didn't come out the way you wanted. We'd love to fix it at no charge. Please text me at [number] and I'll find you a time this week. – Ana"
If you cannot find the customer in your records, say so politely and invite them to get in touch: "We can't find a visit under this name, but we'd like to understand what happened. Please call me at [number]."
When a review can be removed
Google removes reviews that break its rules: fake reviews, reviews from someone who was never a customer, spam, hate speech, or conflicts of interest like a competitor or a former employee. You can report those from your Business Profile. Google does not remove a review just because it is negative or you disagree with it.
Never do these
- Offer a refund or discount in exchange for deleting or changing a review. That breaks Google's rules, and federal rules ban using threats or incentives to suppress reviews.
- Post fake positive reviews to bury a bad one.
- Reply angry at midnight. Write it, sleep on it, post it in the morning.
The best defense is a steady stream of real reviews from happy customers. Our guide to getting more Google reviews shows how.
